here is an example, in my opinion, about the tsa. after 9/11, the transportation security administration was established to inspect it -- to ensure the security of air travel. how would you rate the tsa? was it designed and implemented effectively, in your opinion? >> sometimes you mentioned tsa in polite company, and everyone has a story to tell. charitably, it was not exactly known for its customer service in its first few years. it is interesting, we talk about tsa in the book, because there is a positive story. a new director came in several years after it had been in operation named kip hawley. with 55,000 screeners there, there have to be a lot of them with really good ideas for how to make things easier for all of you when you go through the screening process, while keeping us say. right now, there is no way for him to get through all the layers of management. he was trying to find a way to reach down and get the ideas from individual screeners, which is a wonderful thing to do. he came up with something called the idea factor
